WhatsApp for Hotels, Run Like an Operational Channel

WhatsApp for hotels works when the channel is treated as an operational queue rather than an inbox. Each enquiry gets an owner, a state and an expected response time, whoever replies can see real availability, and an agreed booking becomes a reservation in the PMS without anyone re-typing it.

The problem

A phone at reception is not a booking channel.

The usual setup is one phone at the front desk, one person who knows the availability, and messages answered whenever someone gets to them. A message at 9pm is answered at 10am, by which time the guest has booked somewhere else.

The deeper issue is that messages have no state. An answered enquiry looks exactly like an unanswered one. Nothing in the thread can tell you which enquiries are still open, what was quoted, or who is dealing with it — so the only way to find out is to read back through the conversation.

What it looks like day to day

  • Everyone assumes someone else replied, and nobody did.

  • Whoever is replying has to find availability in a different system before answering.

  • A quote given on Tuesday cannot be found on Thursday when the guest replies.

  • An agreed booking is re-typed into the PMS later, or not at all.

  • Nobody can say how many enquiries came in last week, or how many became bookings.

Implementation

Coverage is a staffing decision, not a software one

Response time is the single largest variable in this channel. A guest asking about Saturday is asking several hotels about Saturday, and the property that replies first with real availability and a clear rate usually gets the booking.

That makes the first implementation question a staffing one: who owns the channel outside desk hours, and what is the honest expectation? An automated first response saying you reply between 8am and 10pm beats silence, and beats an implied promise you cannot keep.

On compliance: business use of WhatsApp is governed by Meta's business messaging policies, and the rules on template messages, opt-in and marketing content differ by market and change over time. Replying to a guest who messaged you first is the least restricted case and also the highest-value one. Confirm current requirements for your country before running anything proactive.

What we will not pretend

  • WingPMS does not replace a human replying. There is no bot answering guests on your behalf, because in this channel the reason it converts is that it feels like a person.

  • We cannot fix response times with software if nobody is covering the channel in the evening. The tool makes coverage visible; it does not staff it.

  • Business messaging rules are set by Meta and vary by market. We will not tell you a proactive campaign is compliant in your country — that is worth confirming directly.

Questions hotels ask us

Does WingPMS send automated replies to guests?
Only where you choose to — for example an out-of-hours acknowledgement stating when a real reply will come. There is no bot conducting booking conversations on your behalf. The reason WhatsApp converts well is that it reads like a person, and automating that away removes the advantage.
Can we use our existing WhatsApp number?
That depends on how the number is currently set up and which WhatsApp product it is registered against. It is one of the first things we check during a working session, because the answer affects the rest of the setup.
How does an enquiry become a booking?
The enquiry is captured with dates and party size, held in a queue with an owner, and converted into a reservation record in one step once the guest agrees. Nobody re-types the booking, and it cannot end up existing only in a thread.
